Today, while reviewing an organization’s NPS, I noticed two common mistakes: representing it as a percentage and starting the scale at 1 instead of 0. As emphasized in the CXPA Book of Knowledge, NPS isn’t just a number, it’s a strategic indicator of customer loyalty, ranging from -100 to +100. It’s calculated by subtracting the percentage of detractors (ratings 0-6) from the percentage of promoters (ratings 9-10), deliberately leaving out passives (ratings 7-8). One gets more value from it digging in to understand why passives or the neutrals aren't promoters and using that insight to enhance the customer experience. If you’re using NPS, ensure you track it correctly and ask the right follow up questions, then act on it and fast to close the loop.
