And whatever your new technology, you guessed it, customer value should be front and center. Whenever the discussion turns to customer value, expect confusion, disagreement, and, likely, anger. To help things move forward, here’s an operational definition I’ve found helpful: * When they buy it for more than your cost to make it, you have customer value. And when there’s no way to pull out of the death spiral of disagreement, use this operational definition to avoid (or stop) bad projects: * When no one will buy it, you don’t have customer value and it’s a bad project. ?? Just revisited Patrick Campbell's brilliant talk on how Customer Success drives business growth. Here’s why you should care: 1. Acquisition is table stakes - ?no new acquisition channels for almost a decade, and software is abundant. You need to be good at acquiring customers just to survive. Growth now comes from retention, expansion, and monetisation. 2. CS drives growth – companies with a CS function grow their ARPU 14-18% faster than those without. They also have twice as much revenue from expansion, and their NPS (Net Promoter Score) is 60% higher. 3. CS value is often questioned – Three out of five CEOs and Founders say that CS is the first leadership function they would cut if necessary. 4. CS gets the short end by design – CS teams usually own retention, meaning they focus on not losing customers. Meanwhile, sales and marketing bring in new customers, and product teams ship new features. 5. Turning CS into a revenue function unlocks opportunities – CS teams with a broader remit can capture many low-hanging growth opportunities across retention, expansion, and monetisation. Whether you have a dedicated Customer Success function or not, thinking about growth from your existing customer base outward is almost always better than chasing the latest marketing tactic or feature set. ??? One of the most interesting insights gained whilst building Retentional is the difference labelling a feature makes. We called customer goals ‘initiatives’ and the steps to achieving them ‘actions’. We assumed this would make sense to all. It didnt. After having deep conversations with the CS Leaders who’re helping us build out Retentional 2.0, we learnt that this can be misinterpreted as meaning something else. That’s why we decided to implement the OKR framework as the vehicle to deliver customer goals in our purpose-built success plans. Objective, Key Results = your big goal and the well defined results that’ll determine the successful acquisition of your stated Objective. By implementing OKRs we can produce actionable insights around the performance of your success plans. This is powerful.
