Just recently insights from Forrester reveal a troubling trend in CX, marked by a consistent decline in quality over the past three years. Just three years ago during Covid-19 CX scores were at a highpoint with companies meeting customer expectations in the channels customers wanted to engage in. However, more recent investments in initiatives such as chatbots have not met customer expectations and a note lack of customer obsession has had implications. In fact, Forrester notes that just 3% of companies are customer obsessed compared to 81% that claim to be. This downturn is driven by unmet post-pandemic customer expectations, economic pressures, and ineffective AI technologies. The gap between claimed and actual customer-centricity is stark, with only a minority of companies truly prioritizing CX. In addition the CX leaders in organizations are experiencing significant headwinds including high employee burnout and expectations to execute successful generative AI initiatives with financial stress on both customers and businesses. To address these challenges in 2025 Forrester advises targeted investments in CX competencies, emphasizing cross-functional alignment and innovative journey orchestration technologies.
