If only there was a way to offer a "white glove" experience to even the smallest of your customers. Oh, wait... ??
If you don’t recognize this chart, it may be why your CSMs are overwhelmed. Customer Success teams usually start with the noble intention to provide “white glove” service to everyone. And in a start-up, it’s entirely appropriate. The goals are to learn rapidly, find product-market fit, and establish a positive reputation. But as a company grows, its leaders eventually discover that all customers aren’t created equal. Many buy a little while a few buy a lot. Plotting revenue per account clearly shows a “power law” distribution like this one, meaning Pareto’s Principle wins the day. What are the implications? If Cost-to-Serve (CTS) is the same for all accounts, then profitability per account varies in proportion to top-line revenue. CTS can even exceed ARR for “long-tail” accounts, which means more can be spent than is collected in the first place. Besides the bad economics, it’s also not sustainable from a practical standpoint. CSMs must manage far too many accounts to be effective in any one of them. So it’s much smarter to tier customer engagement across the account base, assigning expensive human resources to a smaller set of high-value, high-potential accounts while removing manual interactions from low-value, low-potential accounts. CSMs then have fewer accounts to manage, allowing them to go deeper to maximize value and revenue in each. This lowers stress and increases ROI.
