You're working with a difficult client. What communication tools should you use to keep the project on track?

While addressing Clients it should be just beyond tools, not ignoring them but considering tools primarily serve as an aid to interact but what matters is what is to be targeted to interact. Keeping an eye on problem statement, risk registers, client expectations vs value outcomes will automatically set context, content, platform etc to have Total Experience for Clients. What client need is complete handholding where we being their brains to consciously take decisions after due diligence and make the project deliverables more valuable than client expected by optimizing time, money & efforts.

This Mantra can help everyone " Be Honest with Yourself" Every Difficult Customer knows he is difficult, so the best way is be honest in your approach. Do not sugar coat , Project Plan, Technical Delivery or Risks in the Project. We did the same thing with our difficult customer. Also on each step of the project - two mantras helped a lot 1. Convince the Customer ( Basically reduce the requirements or try a alternative approach ) or 2. Convince the Team ( If customer does not agree, then team has to pitch in to walk the extra mile ) I have seen lot of time people find short cuts but it never helped in the long run. This principle helped in the difficult times and tight spots.

In my opinion and experience, the best way to communicate with a client is to be transparent and honest from the beginning of any assignment/ project 1. Ask your client clearly, what mode is preferred ( email, calls, WhatsApp etc) 2. Agree on timelines and adhere to it and please inform the client that you would connect with them and will need their help, if there would be an issue or some queries from your end. 3. Lastly, please be proactive in your approach and not reactive and ensure that the client is aware that things are not going smoothly. Avoid informing them in the last moment. Nobody likes surprises!!!

Identify what works for that client. Regular email communication ensures that status is updated. In case of issues and risks, a personal touch always works; face to face meetings or conference call to explain the risk or delay is needed.

Before having a conversation, take time to prepare. Ask yourself, "What is their value as a customer?". If their value is not significant, may want to choose to disengage. If they are worth saving go into the conversation armed with this data, what you want the outcome to be and the mental preparedness to navigate effectively. Once you have decided on the outcome you desire, prepare your talking points for the ways your desired outcome will create a win/win. (Please be sure that it actually is a win/win. They will see through anything superficial.) Then, prepare mentally to not be aggressive, offended or defensive. The only way to have a meaningful conversation is for everyone’s communication windows to stay open.

The keys are: transparency, accountability, and a structured approach. It ensures that tasks, deadlines, and deliverables are clearly defined and accessible, fostering a shared understanding between you and the client. If challenges arise, the tool provides a centralized platform for discussion and resolution. You demonstrate a commitment to organization and professionalism, reassuring the client that their project is being managed with precision and care.

Under point 1, one should also understand what industry we are serving, the communication standards change based on the nature of work and industry i.e. Manufacturing leaders travel and prefer communication over calls or texts wherein leaders from IT may prefer formal mails.

Leveraging agile methodology with kanban boards for project management, combined with daily standup meetings, has been pivotal in managing difficult clients in my experience. Kanban boards enhance visibility and accountability by clearly displaying task assignments and progress, making it easy for everyone to see who is handling what. Daily standups keep the communication flowing, addressing issues swiftly and aligning expectations. This approach not only keeps projects adaptable and on track but also fosters a transparent, collaborative environment crucial for maintaining positive client relationships.

Quite a number of project management tools, some of them include Trello, G chat, Slack,.... they can help you schedule task, meetings, timelines, appointments and others

??Tools are helpful as long as they actually support the job not just adding a bureaucracy to it. ??Be careful not to find yourself in a situation where you are constantly writing tasks and feedback in a tool instead of moving the project forward.

Be upfront on what the client can expect at what point in time. Make clear what needs to happen from their side so that their expectations are met. I recommend to communicate clear client responsibilities when you first enter into am agreement, that way the client needs has to play their part. Boundaries are established up front, but feel free to remind your client that you can only do you best work and achieve the outcome they desire, if the boundaries are respected. An upfront agreement should be in writing and include certain examples that back up the theoretical expectations and boundaries.

Send recap notes or minutes after any project meeting. This ensures alignment and serves as a record for what was discussed and what was agreed to. Include: Decisions Made, Next Steps, Topics Discussed with Summary Notes. Remember to record who is responsible for the next steps.

Regular updates also give clients the opportunity to provide feedback and make adjustments as necessary. Document The Situation: In situations where dealing with a very difficult customer or client becomes particularly challenging, it is important to document the events and interactions. Keep a record of emails, phone conversations, and any other relevant documentation that may support your case, if needed.

Make the feedback process two directional. In opening up for conversation and input, you will show your client that you truly care what they think and are willing to course correct where needed to meet their needs.

Let's face it, regular updates and reports are important but think about the volume of such reports a leader or portfolio manager will receive. Not everyone will have time to go through a deck or document. Make your point concise, crisp and clear. For example, you can send a summary with 3 top bullet points, and if if your audience want more details, give them a link to a more elaborate document or deck. Also, if you are going to present a deck, make sure it is impactful. A deck intended to be presented is very different to a deck that is designed to be a lecture handout.

In my experience, one should establish clear channels for providing feedback. Send out feedback surveys on a regular basis to gauge client satisfaction and identify areas for improvement. This demonstrates your commitment to continuous improvement and client satisfaction.

Once the project is successfully delivered, We should ask for the Testimonial from Client on any preferred channel. And the Google forms could be a good option to measure the client's satisfaction .

In my experience, empathy begats empathy. When you share the thoughts and feelings of others, (around the shared goal) it allows you exercise your connection and gain permission to be assertive. You can choose carefully the points that you push back and when you "Redraw boundaries." Something like, "I know that you, being the professional that you are and your deep sense of responsibility towards this project and the Department it effects, would appreciate me responding in the way that I have. I want to always be totally transparent with you as you are with me."

It's quite important to understand that the client's trigger to buy you a service is mainly that they don't have the resources (time, expertise, methodology, etc.) to do it themselves. And, while for you this project may be one more on your resume, for them this may imply a tipping point, there will be before and after this project. In this sense empathy is everything in communication; you must live this project as a tipping point for yourself. Starting from there assertiveness will flow or at least will be less difficult, since we will be on the same side of the client.

In my experience, it’s very important to first listen to the client, understand their needs, and then deliver concrete results against those needs. This will help build a foundation of trust making future communication more productive and collaborative.

Dealing with difficult situations and challenging stakeholders requires balance. Empathy will help you understand why you may be getting pushback or concerns, and this understanding can inform your response. Assertiveness demonstrates confidence and strength, which adds credibility to your position. Negotiation, managing expectations, and relaying bad news are all scenarios where balance, tact, politeness, and competence are useful. This is where emotional intelligence is an incredible skill, and balance between empathy and assertiveness is a very effective tool.

First, establish their communication style then adapt your style appropriately. Passive - Encourage talking, value their views. Aggressive - Stay calm, establish limits. Passive-Aggressive - Discuss non-verbals, promote dialogue. Manipulative - Clarify goals, focus on facts. Assertive - Be clear, collaborate. Always remember: Listen - Grasp their needs. Empathize - Recognize emotions. Common goal - Seek shared benefits. Flexibility - Yield on minor points. Clarity - Recap agreements. Aim for mutual respect for positive dialogue results.

Above all, it is important to build trust. Once they realize you’re looking out for their best interest, they’re no longer a difficult customer. This does take significant effort, resourcefulness and persistence but the rewards are tremendous

I have my agent or account manager talk to the clients instead. We focus on results not being their psychotherapist. Those client management tools are only useful to deflect lack of performance or knowledge. There's no need to give the client the run around with charts and complicated jargon to justify whether the project is on track or not. It either brings an increase in sales or it doesn't. Better to invest more time and money into the discovery phase of the project. Tools? I use Skype. We can manage any size project with it if you know how to use it properly and have a great team.
