You need to test your chatbot for customer service. How can you be sure it’s ready?

In all of my kickoff meetings I say, "You're not going to hit a home run in your first at-bat". As long as you understand the initial goals and KPIs of your deployment while still doing thorough testing, the most valuable information that you'll get from your chatbot is real customer interaction data. Once you have that, it's a whole lot easier to make informed decisions and improve your chatbot CX.

I'd stop to consider, whose goals? What are your Customer's goals? How do your Customers want to interact with the chatbot? Starting with your Customer is key. You should absolutely have your specific goals for the chatbot itself (resolution rate, response time, retention and error rates, etc.), and they should be integrated with your Customer's goals expectations. Master the basics and evolve from there, in lock step with your Customers.

We always define a rubric with specific weighted attributes so each response can be automatically assessed, often via an LLM. For example, it might be essential that every response start empathetically before getting into addressing a problem. The tone might also be specifically characterized like professional, or fun but professional. Now a representative sample, ideally from actual user conversations can be sent to the bot, and the bot's responses can be scored against the rubric. Almost to a point where you try to break the software or make it act not as intended. I like to have the same approach when it comes to the chatbot testing. I would want to trick the chatbot in as many instances as possible or get it to produce and incorrect answer to a simple question.

Surveys are under rated, I also believe surveys and feedback should be don't often and not just a one-off. This helps the chatbot feel less robotic as there's an element of sense and feelings in the chatbot conversation.

The success or failure of a chatbot rollout is contingent on usability. Ensuring that the chatbot grasps Natural Language is key. When a customer types pleasantries like "Hello" or "Please" or "Thank you" or "Goodbye", it should not reply "I don't understand." It should be trained on standard or universally understood terms and concepts which may or may not be in a dictionary - such as ASAP, FYI, LOL, etc. It should further be trained on internal terms and acronyms - including legacy terminology. Long-time users are most likely to continue using outdated terms... And also are most likely to most vocally rail against the chatbot when it doesn't understand them. Fail to properly train your chatbot at your (or its) own peril.

In my experience, chatbots work great on simple questions - when is flight 42 landing, how much is my water bill, what time are you open, etc. It struggles on situational questions and technical support. In those instances, I would encourage you to get scripts from the top n (10, 100, 5%) of customer incidents and attempt to do those with the chatbot. We're the ones who need to guide it to make sure it helps us out, and check its work.
