How do you handle uncertainty in technical support?

As an installer I would say this should be the first step, research the product fully so that you can sell it to the customer and researching gives you the power to know what you are doing and then hopefully if an issue does arise you know how to deal with it, and whom to contact if not. Installing anything that may require technical advice or guidance should be fully researched and understood so that you are competent, nothing could be worse embarrassing than looking incompetent in front of a customer because you don’t know what to do or who to contact! They might as well have done it themselves.

As a technical support engineer or Remote hands & eyes support, Observation is must. Sharing mis-information during uncertainity will spoil the trust on you. Closely observe the hardware/Network & share it to client then share your next move/suggestions to bring up the network.

Understanding context in tech support is like getting to know someone new. It's about asking the right questions to grasp the bigger picture, much like a detective solving a mystery. It helps you communicate effectively, explain 'why,' and build trust. So, in tech support, it's not just about solving problems; it's about building relationships, gaining insights, and navigating uncertainty.

In the telecommunications field, clear communication is the key to managing complex situations. As the challenges get bigger, so does the brainstorming process in the solver's mind. This brainstorming helps in having smooth conversations and asking the right questions to understand the customer's needs.

In technical support, navigating uncertainty is a constant challenge. What I've found effective is establishing a robust knowledge base, ensuring my team is well-versed in common issues, and continuously updating their skills to adapt to new technologies. Moreover, maintaining open communication with users, acknowledging the uncertainty, and providing transparent timelines for issue resolution helps build trust.

Facing a complex issue is akin to entering a challenging maze. Seek guidance from online resources, forums, and blogs—they're your fellow explorers, sharing insights from similar quests. Don't overlook mentors and colleagues; they're your experienced allies. Just as adventurers seek wisdom from the seasoned, you can gain valuable insights from those with more experience. Research and learning sharpen your skills, boosting your confidence for the journey ahead. In tech support's ever-changing landscape, curiosity and learning are your guiding stars. Embrace them to conquer the uncharted territory.

One thing I've found helpful is to try and fit the customers shoes. Understanding the use case is a key to solve the given issue.

Be curious a little beyond the issue. Try to undestand the client environment, how it is designed, which apps are being used, the architecture at various layers: servers/storage/network. Very ofter one complex issue can be related to major incident or change, which is currently running in the background. May be it is worth checking if something is wrong ongoing in general in the environment.

Ensuring that you investigate through others experience as well as making a research which can assist you to be responsive to uncertainty you have at that moment.

I have always been someone who greets a new problem with “how am I supposed to do this??”. But experiment, play, chat, and learn. And suddenly it’s “Oh, this isn’t so bad after all “

I would say communication is the most important part of dealing with uncertainty. People understand that sometimes the answer isn’t available right away, that doesn’t mean we shouldn’t still align with them and ensure they understand that we are taking specific steps to provide a solution within a reasonable frame of time.

The inner technician inside of us wants to dig in and get to the bottom of the issue. But we cannot go silent on our customers who will be assuming that nothing is happening. Communicate with them. Give an estimate and update them if you can’t meet that promise. Customers should understand if they are in the loop.

Nothing beats internal brainstorm. So many ideas are raised when the whole team is involved in the matter. Once again, communication is the key.

I fully agree with this sentiment as part of the self improvement process - though, I also believe a fundamental step that would slot into this step here for scalability within technical support is knowledge capture. It’s important to go beyond the individual and capture these reflections / case studies such that others that may encounter similar problems can benefit from your findings, expediting the time to resolution and building long term success and growth of others. Further, circling back to the individual - external review of reflections on how uncertainty was handled can enable others to offer additional perspective on paths to improvement on multiple fronts that were references above.

Patience is one of the key to unlock your abilities. Clients remote troubleshooting or testing took lot's of time. Tech need to be attentive throughout the activity completed. At any time client ask tech to perform the new tasks on hardware manually. Even a minute delay in response to them, will be questioned by manager.

I like the saying "Nothing is impossible, the word itself says I am possible". This is how I beat the uncertainty. If there is a problem, there is a way to solve it, you just have to be patient, communicate and be open for all possibilities.
