The biggest gap most often observed in my experience, is the gap btw business and IT. While the ITIL framework has processes that meet orientate around strategy and design, these are seldom implemented. Optimising our processes is essential given the importance of enabling a digitisation and omni-channel. Many solutions enable a full digital experience for their customers

Before selecting a process to optimize, you need to understand the whole value stream. It’s tempting to pick the low-hanging fruit to get quick wins or choose the seemingly poorest-performing process. I’ve seen cases where a process was optimized so thoroughly that it caused a breakdown in the overall service value system. I’ve also seen cases where the seemingly poorest-performing process only struggled due to poor quality checks upstream. So, it’s essential to consider the value stream as a whole and ensure optimization is focused across it. A great place to start is to look at the interfaces between processes to confirm that upstream process outputs deliver the downstream process’s expected input.

One way to identify ITIL processes that need optimisation is to look at KPIs or better still at Service Health dashboards. Another common place to look will be the Continual Improvement register. Of course if the respective Process Owners are aware of the overall maturity of each of the ITIL processes that they are handling then the Owners themselves can identify the processes that have pressing concerns attached

My approach would be as follow: - First steps is to define all ITIL processes within your organization. - Define a set of metrics/KPIs to be able to monitor set practices to identify areas of improvements. And here I prefer to use Maturity Models: which are structured frameworks used to assess and improve the maturity or effectiveness of specific processes, functions, or capabilities within an organization. - Regularly perform maturity assessments on organization ITIL practices, result would be a set of actions that the team has to take to optimize set process.

When understanding which ITIL practices, services, or processes need improvement you look directly to the Continual Improvement process. As an assessor of ITIL maturity, the first thing we look at is, 'Does this company have a Continual Improvement practice in place?' If not, no other maturity metric can score above a 1 because that is how important Axelos considers this practice. The practice does not need to be led by IT. If your company has an established improvement process, and IT is using it, that is good enough, but quite often, we see this is not the case.
