An average person out there is passing through a lot, most people are going through depression at various levels, hence it's pertinent that if you want to be in business you should be able to emotionally appeal to your customer in order to boost loyalty, this also encourages positive feedback which is great for business, and in summary more revenue.

An error that I have observed in the role-play approach is the fact that most businesses and even healthcare establishments use their follow work colleagues to implement this approach, now that is not going to be as effective as compared to when they come in contact with a potential customer, MY SOLUTION:- The solution I always like to proffer is that, the management team of the establishment should secretly introduce external people randomly to act as customers maybe in every 3 months of the year without the knowledge of the Customer support workers, and with this you can grade each worker's CRM skills. This is highly applicable in the healthcare space.

This is generally a great article, I'd like to add again that while you evaluate your workers in their CRM skills, it's best that you ensure that your workers are in the best possible state of mind as this could tamper with their ability to express qualities like empathy. A stress-free mind is a positive feedback attracting mind.
