This helps in gaining better insights into customer needs and challenges. Ensure that you are assigning team members specific customer segments through which the FGDs can be conducted. Ensure that interviews are open ended and focussed on understanding the customer journey. Encourage active listening and empathy during these conversations. Share interview findings with the entire team through detailed reports or presentations.

One strategy I have found to be productive is to conduct regular "listening" sessions focused on customer service contacts (e.g. calls, chats, emails, etc.). These forums are a great way to bring together influential stakeholders who have the ability to impact customer experience and provide them with first-hand visibility to customer friction. I recommend that these sessions be facilitated by contact center leadership or process improvement teams who have a strong knowledge of customer service KPIs, resolution processes, and common inquiry drivers. Use the sessions to listen to phone calls or review text transcripts as a group. Then hold an open discussion to calibrate on customer friction drivers, inquiry handling, and takeaways.

This is why it is so crucial to constantly communicate with other people within your company, especially from other departments, to collect their feedback, insights, learnings, and slowly build the puzzle of the customer journey.

What I have observed is that organizations tend to spend a lot of their in-house/on-the-job training & learning time on a)product training and b)process training. For example the frontline sales person gets trained on the product-cars, computers, software, whatever they need to sell and on the sales process-generating leads, maximizing conversions etc. Do we spend time on 'knowing the customer'? My recommendation for teams is to together 1. Look deep into the past data (last month, last year) -both the quantitative as well as qualitative in terms of who these customers were/are? 2. Allocate time to discuss and learn about current customers together 3. Include customer knowledge in meetings, performance and training.

Additional ways to better understand your customers with you team are observational research (real-life observation or call-in sessions where team members witness firsthand how customers interact with products or services), user interviews (involve various team members in conducting customer interviews and focus groups), and regular sharing meetings where team members share insights from their interactions with customers.
