I have to start with the question of whether I actually need a ticketing system or a robust platform that does more than just spit out tickets. A ticket without workflow is just another solution in a stack of an already robust portfolio of solutions in an enterprise. A ticket is just a record of an interaction. It has some details and a place to respond (in general) I think you take a step back and ask, what relationships does this ticket have with other important details like, the user requesting, what it is they are asking for help with, where are they located, are there others asking for/reporting the same thing. You now have the need for a relational database and many other features that requires more than a ticketing system.

Provision of Necessary Data Extraction 4. Reporting & Visualization 5. Provision to make single point of communication and issue escalation.

Before I get into the mechanism of categorization, I like to think about "why" i'm categorizing. Is it to properly route a ticket? Is it to define prioritization? Is it to align with business functions for reporting? The answer to all of the above is generally, YEP! Because of that, consider the area of the business you're creating a ticketing system for. Is it HR? Their categories will differ from IT. Is it Customer Service? Theirs will likely differ from HR AND IT. In the end though, you still have to define the meaning of the categorization. Does it fit in a Business Unit's taxonomy that is organizationally driven or business need driven? Unfortunately, it isn't as simple as it seems on the surface.

As mentioned from other folks in this thread, you need to require workflow automation. You need to require integration. If your "ticketing" solution isn't offering that, you need to look at a more robust platform. There are some businesses (generally small in nature) that can get away with a simple ticketing solution that has neither of those and do just fine. But Medium-Large enterprise cannot survive on just a ticketing system. They need a platform that will offer workflow, notifications, integrations, robust reporting, and artificial intelligence to keep up with the pace of their customers' needs.

Don't depend on a pointed survey to gain feedback from your users. Give your users a way to give you real-time feedback. Align the feedback to your business initiatives. The things you are investing your revenue on. Amazon got away with a crappy UI for years and still did well because they doubled down on Customer Service. The UI came second-nature to them. If your consensus is, "I don't get my questions answered fast enough", you don't need to invest in a pretty interface, you need to invest in process improvements. Without a true "platform" your ticketing system will only enable your process to meet a certain level. A level at which mom and pop shops normally operate at.

I'm all about a user friendly interface. The system might be feature rich but if it's difficult to use, it most likely will be dumped soon. It has to be one with a gentle learning curve so the organisation can navigate through it without sighing in frustration

A system with robust support and maintenance can contribute to a smoother implementation and ongoing use.

The idea of the ticketing system should be two ways - not just to clear customer complaints. Of course it's the primary concern. But also how is this data collected and analysed at the backend to prevent the future mistakes. There must be a matrix which identifies critical complaints and how this translates into CAPA. And must be a way to link all the CAPA at the backend for analysis.
